Conhecer o nível de satisfação de seus clientes é um fator determinante para oferecer a melhor experiência. Clientes satisfeitos fazem propaganda, trazem mais clientes e, ainda mais importante, recompram. Como diz a famosa frase de Philip Kotler: “conquistar um novo cliente custa de 5 a 7 vezes mais que manter um atual”.
Por isso, é essencial que em qualquer negócio as ações estejam voltadas para manter o cliente satisfeito. Mas o que seria isso na prática? O conceito de satisfação do cliente é amplo. Envolve um conjunto de ações e processos que vão desde o primeiro contato do cliente com a marca até o pós-venda.
Philip Kotler e Kevin Lane Keller, no livro “Administração de Marketing”, definem satisfação como: “O sentimento de prazer ou de desapontamento resultante da comparação do desempenho esperado pelo produto (ou resultado) em relação às expectativas da pessoa”.
O valor percebido pelo cliente em relação com a expectativa que ele tinha sobre o produto ou serviço é que será levado em conta, e partir disso terão os impactos no negócio. Portanto, impressionar o cliente pode ser o fator-chave para o crescimento da empresa.
Em contrapartida, um cliente insatisfeito pode depreciar a empresa, impactar na imagem da marca e impedir a aquisição de mais clientes, o que pode gerar riscos para os negócios. Hoje em dia, com a facilidade da propagação da informação e a força das redes sociais, isso é ainda mais fácil.
Segundo o Relatório de 2022 sobre Tendências em Experiência do Cliente, da Zendesk:
- 82% dos consumidores afirmam tomar decisões de compra com base na qualidade do atendimento que recebem;
- 71% dos consumidores dizem que suas expectativas de atendimento ao cliente aumentaram no ano passado;
- 99% dos consumidores afirmam que gastariam mais com empresas que personalizam a experiência de atendimento;
- 98% dos consumidores afirmam que estão dispostos a gastar mais para comprar de empresas que oferecem a chance de encontrar as respostas de que precisam por conta própria;
- 70% das empresas relatam ter um plano estratégico de três anos para atendimento ao cliente;
- As empresas brasileiras estão enxergando a experiência do consumidor mais como um motor de geração de receita (57%) do que um centro de custos (27,5%).
Com base nesses dados já é possível perceber a grande importância de estar atento à experiência do cliente. E como medir isso?
Uma das metodologias mais usadas pelas grandes empresas é a NPS, ou Net Promoter Score. Ela foi criada por Fred Reichheld nos Estados Unidos, com o objetivo de realizar a mensuração do Grau de Lealdade dos Consumidores de qualquer tipo de empresa. Sua ampla utilização se deve a simplicidade, flexibilidade e confiabilidade da metodologia.
Além de ser uma alternativa de baixo custo e retorno em tempo real, a Net Promoter Score pode ajudar a alavancar o crescimento da empresa com a aplicação de melhorias contínuas.
Se você ainda não conhece esse tipo de pesquisa de satisfação, pode ter se deparado com ela sem perceber. Você já recebeu alguma pergunta assim após adquirir um serviço ou produto?
“Em uma escala de 0 a 10, o quanto você recomendaria nossa empresa?”
Se sim, você já teve contato com NPS. É com base nos resultados obtidos a partir dessa pergunta que se calcula o Net Promoter Score. Isso se deve, pois por meio de estudos, percebe-se que maior do que qualquer recomendação é aquela que vem de familiares e amigos, ou seja, de pessoas de confiança.
O NPS permite categorizar as respostas e dessa forma identificar alguns tipos de clientes e qual é o grau de engajamento que eles possuem com a marca.
A partir das respostas dadas à pergunta com a indicação de 0 a 10 do grau de satisafação do cliente é possível classificar três grupos:
1. Promotores (nota 9 ou 10)
Clientes que respondem entre 9 e 10 perceberam o valor do produto ou serviço e podem recomendar para seus conhecidos e até mesmo fazer a recompra.
São clientes leais que podem se tornar embaixadores da marca. Por isso é muito indicado manter o relacionamento com esses clientes e até mesmo criar programas de indicação e fidelidade para eles.
2. Neutros (nota 7 ou 8)
Esses são clientes que podem estar satisfeitos, porém não a ponto de recomendarem e serem defensores da marca. Podem ir facilmente para a concorrência.
3. Detratores (nota de 0 a 6)
Esses clientes não estão satisfeitos com a marca. Pode ser que o produto ou serviço não tenha agregado valor, pode ser que o atendimento não foi eficiente, ou outras alternativas, por isso é essencial procurar entender o que desagradou e fazer os ajustes necessários.
Clientes assim podem falar mal da empresa, prejudicar a reputação e afastar clientes.
Como calcular o Net Promoter Score?
Para o cálculo do NPS, desconsidera-se as avaliações passivas. Pega-se então a porcentagem de clientes promotores e subtrai-se deles a porcentagem de clientes detratores.
O resultado é um número que varia de -100 a 100.
% CLIENTES PROMOTORES – % CLIENTES DETRATORES = NPS
Exemplo:
Supõe-se que tivemos 10 respostas, sendo 6 promotores, 2 passivos e 2 detratores.
Para o cálculo, desconsidera-se os 2 passivos sobrando os 6 promotores e 2 detratores.
Os 6 promotores representam 60% da resposta, ou 0,6.
Os 2 detratores representam 20% da resposta, ou 0,2.
Para a conta, temos 0,6 – 0,2 = 0,4
Transformando em %, temos um resultado de 40, que seria a nota do NPS.
As notas médias podem variar de acordo com o ramo de atuação de empresa, mas pode-se estabelecer uma média geral com a seguinte escala de classificação:
Excelente – NPS entre 75 e 100
Muito bom – NPS entre 50 e 74
Razoável – NPS entre 0 e 49
Ruim – NPS entre -100 e -1
Acompanhar esta métrica é fundamental para o sucesso de qualquer empresa que almeje o crescimento, conduto apenas calculá-la e não agir a partir dos resultados, não fará a diferença. Será apenas mais uma métrica de vaidade.
É preciso ir mais a fundo nos motivos que levaram o cliente a dar a nota. Com os promotores é preciso cultivar o relacionamento, isso pode ser feito por meio de benefícios, conteúdos, novidades em primeira mão, programas de indicação, etc. Mas o que precisa estar com o máximo de atenção é com os detratores.
Os detratores indicam quais pontos precisam de melhorias na empresa. Além de serem eles os clientes causadores de impactos financeiros negativos e até mesmo desgastes nas equipes. É preciso identificar a raiz do problema para evitar ainda mais danos, e fazer as correções necessárias.
Como aumentar o NPS?
Após ter um processo definido, e preferencialmente automatizado, de pesquisa de satisfação, as empresas precisam buscar constantemente aumentar os resultados do NPS. Como fazer isso? Confira algumas dicas:
- Encontrar soluções que resolvam os problemas averiguados;
- Melhorar as estratégias de relacionamentos;
- Oferecer treinamentos de atendimentos às equipes;
- Investir no atendimento omnichannel, permitindo mais canais de atendimento;
- Reduzir tempo de respostas e feedbacks,
- Permitir que os clientes encontrem com facilidade o que procuram (UX);
- Verificar maneiras de surpreender os clientes, tanto nos serviços/produtos como no pós-venda.
Essas são algumas das estratégias, mas tudo dependerá do nicho do mercado, dos produtos e serviços, e dos próprios clientes.
